What this workshop covers

Telephone service remains one of the most demanding customer contact channels. Unlike email or chat, there is no time to compose a response carefully. This training day is built around that specific pressure, with 80% of the session time spent on live practice rather than theory.

Call structure and first impressions

The first 8 seconds of a call have a measurable effect on customer perception. Participants work through 5 opening structures and identify which elements create clarity versus which create confusion. Audio recordings from anonymised calls are used as reference material throughout the morning.

Tone management is addressed as a technical skill, not a personality trait. Participants practise 3 specific techniques for maintaining a neutral, professional tone during high-pressure interactions, including situations involving repeated complaints or aggressive language.

Handling difficult conversations

Afternoon sessions focus on 4 categories of difficult call: the caller who will not accept a resolution, the caller who provides incomplete information, the caller who becomes verbally aggressive, and the caller who is distressed. Each category is practised separately with facilitator feedback after each attempt.

Groups are limited to 12 participants. Each person completes a minimum of 8 recorded practice calls during the day, with written feedback provided on each.

Training Day Structure

  1. 09:00 – 09:30 Introduction and audio analysis: identifying what works and what does not in real calls
  2. 09:30 – 11:00 Call structure and opening techniques: 5 formats practised in pairs
  3. 11:00 – 11:15 Break
  4. 11:15 – 12:30 Tone management: 3 techniques practised with recorded exercises
  5. 12:30 – 13:15 Lunch
  6. 13:15 – 15:00 Difficult call categories: 4 scenarios with individual practice and feedback
  7. 15:00 – 15:15 Break
  8. 15:15 – 16:30 Full call simulation: each participant completes 2 end-to-end calls with facilitator assessment
  9. 16:30 – 17:00 Individual feedback review and close
Assessment and records

Each participant receives written feedback on all 8 practice calls. A summary sheet is provided that can be retained for CPD records.
